Concierge today: Shopify email pilot with reviewed replies and verified order-status answers. The examples below also describe workflows for future planning; Voice and socials are planned. Owner-reviewed commerce actions and storefront chat with team replies or separately authorized public FAQ answers are available.
How is an AI agent different from a chatbot?
The useful distinction is what the system can complete. A question-answering chatbot may explain a return policy. An agent with the right integrations and permissions can check an order against that policy and initiate an eligible return. Some products called chatbots also perform actions, so evaluate the actual workflow rather than the label.
A helpdesk serves another purpose: organizing conversations, customer context, and ownership. An AI agent can work through a connected helpdesk. For a buyer, the question is whether the conversation and the action stay connected from the initial request through the confirmed result.
What does a complete customer service workflow look like?
- Understand the request. Identify what the customer wants and ask for missing information.
- Get the relevant context. Retrieve the correct order, product, and conversation history after the required identity checks.
- Apply the policy. Check eligibility, timing, exclusions, and any approval requirements.
- Execute the permitted action. Make the change through the connected system. An attempted update is not a completed update.
- Confirm the result. Tell the customer what changed. If the action failed or needs approval, explain the next step without claiming success.
For example, a customer asks to change a delivery address. The agent checks whether the order is still editable and whether the policy permits the change. If it is already with the carrier, the next step follows the brand’s exception process instead of promising an update it cannot make.
How should a brand evaluate an AI customer service agent?
Ask each provider to demonstrate the same scenarios using your policies. Include a routine success, an ineligible request, missing customer information, and an integration failure. A polished answer to an easy question does not show how the agent behaves when the order cannot be changed.
| Area | What to ask the provider to demonstrate |
|---|---|
| Actions | Show the actual order change, not only a message saying it happened. |
| Policy adherence | Show an allowed request and a similar request that falls outside the rules. |
| Channels | Show how context is preserved between email, chat, voice, and social conversations. |
| Exceptions | Show what happens when approval is required or a connected service fails. |
| Measurement | Explain how resolved requests, repeat contacts, and failed actions are counted. |
Which outcomes should you measure?
Define resolution before evaluating automation. A practical starting definition is a request with a verified result, no outstanding required action, and no repeat contact about the same unresolved issue within your chosen review window. Use the same definition across providers.
Track completed actions, policy exceptions, reopened requests, and customer feedback alongside response time. When discussing outcome-based pricing, confirm how retries, multiple messages about one issue, and handoffs are billed. A fast answer is useful; a correct, completed action is what the customer needed.
